Online Retailers: Mystery Shopping Tools to Ensure Success
If you're an online retailer, you know that business has increased over the last several years, and online shopping is becoming more prevelant. However, consumers are also more selective as far as where they shop. Pricing and discounts are important, but how customers engage and use your e-commerce site will play a large part in their decision to purchase. Have you looked at your e-commerce site from a customer's point of view?
In addition to being user friendly, have a working, fast loading site, and offering a simple purchasing and checkout process, customer service also has to be top notch. If customers cannot find out where to ask for help or get the questions answered, they will go somewhere else, and quick. Unlike traditional stores, it is much easier for a customer to leave your site and go elsewhere with a few clicks of the mouse.
It can be difficult to continually monitor your online store to make sure the site is functional, not experiencing downtime, and everything is working properly. This is a challenge that can cost retailers revenue and consumer traffic. It is also difficult to monitor the time to respond to customer email inquiries, or to ensure that your customer service representatives are offering accurate information to your customers. Many online retailers are turning to mystery shopping programs as a method to monitor and evaluate their online customer service.
Mystery shopping programs can offer insight into all aspects of your online store. These shoppers are specifically trained on your website, and are often instructed to make a purchase in order to gauge the entire customer experience for retailers. This often includes, but is not limited to, the following key issues:
1. Evaluating the accessibility of your website and the ease of finding selected items. Mystery shoppers can give a birds eye' view of their experience. With advanced technology, a mystery shopper's visit to your website can be recorded so you can see for yourself how the website functions, and hearing the shopper's commentary as he/she is searching your site will give you even greater insight into what your customers experience.
2. Evaluating methods of contacting the company, whether it be via email, live chat, or telephone, which includes the speed of response, wait times, and knowledge/helpfulness of staff. Again, calls and online chats can be recorded, and copies of sent and received emails are typically included in mystery shopping reports.
3. The ease of making a purchase on the website - are any areas not working properly, is there a part of the purchase process that is hanging up, confusing, or otherwise hindering sales?
4. Monitoring the delivery process - are items delivered as expected and on time? If there is a delay in delivery, was this communicated with the customer? In many cases, mystery shoppers will take pictures of the item upon delivery so you can be certain that the item was packaged properly and was not damaged upon receipt. These pictures are included in the mystery shopping report for easy access.
5. Evaluating problem resolution - mystery shoppers can complete the experience by contacting the company, either via email or telephone, with a problem or concern to evaluate how issues are resolved.
Many companies will choose to evaluate the entire process several times a month, while others may choose to use a variety of programs - completing full circle evaluations a few times a month, and then incorporating email, live chat, and telephone evaluations into the mix.
Using a mystery shopping program to evaluate the above will give you a unique, objective perspective and allow you to pinpoint areas that need improvement to increase sales and customer traffic. The cost for online programs is generally lower than traditional, onsite mystery shopping, and the benefits are just as great. Many mystery shopping programs are coupled with a suite of analytical reports to give further impact to the program.
Online shopping is unique in that it is easy for customers to purchase, and it is just as easy for them to leave. If your company is not monitoring the service levels and website usability, you may be losing customers without ever knowing why.
